Työn tavoitteena oli luoda asiakassuhteidenhallintakonsepti Internetpelijärjestelmälle sekä luoda asiakassuhteidenhallintaprosessi keskittyen viestintä- ja personointiominaisuuksiin. Lisäksi työssä määritettiin CRM järjestelmän ominaisuudet ja toiminnallisuudet. Työ toteutettiin kvalitatiivisena case tutkimuksena. Tiedot empiiristä tutkimusta varten kerättiin haastattelemalla kohderyhminä olleita asiakkaita sekä case-yrityksen avainhenkilöitä. Työssä selvitettiin ensin suhdemarkkinoinnin perusteet, konsepti sekä asiakassuhteen arvo. Yhteys peliliiketoimintaan sekä Internet peliliiketoiminnan perusteet esitettin. CRM konsepti määriteltiin teoriassa sekä CRM prosessi määritettin perustuen teoreettiseen tutkimukseen sekä empiirisiin tuloksiin. Seuraavaksi luotiin CRM konsepti case-yritykselle perustuen CRM prosessin tuottamaan informaatioon ja asiakastarpeisiin. Asiakassuhteiden hallinta voidaan jakaa kolmeen tasoon - strategiseen, analyyttiseen ja toiminnalliseen. CRM konseptin luominen on tapauskohtainen prosessi. Siihen vaikuttaa voimakkaasti toimiala, millä yritys toimii. Myös asiakastarpeiden kartoituksella on tärkeä merkitys onnistuneen konseptin luomisessa. Sekä kirjallisuuteen perustuvat, että empiiriset havainnot painottivat personoinnin ja viestinnän vaikutusta CRM konseptissa.

This study examines the role of capabilities in core marketing-related business processes–product development management (PDM), supply chain management (SCM) and customer relationship management (CRM)–in translating a firm’s market orientation (MO) into firm performance. The study is the first to examine the interplay of all three business process capabilities simultaneously, while investigating how environmental conditions moderate their performance effects. A moderated mediation analysis of 468 product-focused firms finds that PDM and CRM process capabilities play important mediating roles, whereas SCM process capability does not mediate the relationship between MO and performance. However, the relative importance of the capabilities as mediators varies along the degree of environmental turbulence, and under certain conditions, an increase in the level of business process capability may even turn detrimental.

Opinnäytetyön toimeksiantaja on suomalainen maatalouskonekaupan moniosaaja, jonka pääasiallisiin liiketoimiin kuuluu maatalouskoneiden maahantuonti, niiden myynti edelleen Suomessa sekä kannattavan rehuntekoketjun tarjoaminen asiakkailleen periaatteella ”nurmesta maitolasiin”. Työn tavoitteena oli avustaa perheyritystä sen asiakashallintaohjelmiston käyttöön ottamisessa. Työn ensimmäinen tavoite oli määrittää yrityksen asiakkuudenhallintaohjelmiston vaatimukset. Toinen tavoite oli selvittää yrityksen asiakashallinnan tämänhetkinen tila. Kolmas tavoite oli selvittää jo nykyisin käytössä olevan ohjelmiston taipuisuutta ja sen soveltuvuutta asiakkuudenhallintaohjelmistona. Työ on toteutettu kvalitatiivista tutkimusta apuna käyttäen, ja analyysiaineisto on kerätty sekundaarisista lähteistä, lähinnä kirjallisista teoksista sekä internetistä. Yrityksen henkilöstö on ollut sisäisen tiedon lähteenä. Opinnäytetyö auttaa toimeksiantajayritystä CRM – projektin tavoitteiden, mahdollisuuksien sekä mahdollisten hidasteiden selvittämisessä. Työn tuloksien avulla projektijohto voi määrittää ohjelmiston CRM – osuuden käyttöönottoon sekä aikatauluun vaadittavat resurssit.

Nykyaikana suuri haaste autoalalla on asiakkaan kasvaviin palveluvaatimuksiin vastaaminen. Samoin tuloskehitys on menossa laskevaan suuntaan. Nämä ovat osasyitä siihen, miksi tarvitaan CRM-järjestelmää. Asiakashallintajärjestelmän avulla on mandollista parantaa kannattavuutta asiakasuskollisuuden kasvun sekä markkinointikustannusten pienentymisen kautta. CRM-järjestelmän rakentaminen on pitkä prosessi, johon kuuluu paljon muutakin kuin itse tietojärjestelmän hankkiminen. Autokaupan haasteena on nykyäänkin asiakkaan luokittelu kannattavuuden tai potentiaalin kannalta. Diplomityössä on pohdittu, millaisia asioita kannattaa ottaa huomioon CRM-järjestelmän rakentamisessa. Samoin on esitetty muutamaa mallia, joiden perusteella voimme jakaa asiakkaita erilaisiin segmentteihin. Yhden tällaisen mallin pohjalta on myös toteutettu työkalu, jonka tarkoituksena on listata asiakkaat potentiaalin sekä kannattavuuden mukaan. Tämän tiedon perusteella pystymme suunnittelemaan markkinointia ja toteuttamaan asiakasstrategiaa. Työkalun ideana on tarjota mielenkiintoinen lähestymistapa myyjille ja myynninjohdolle asiakashallintaan. Myyjille työkalu antaa tietoa asiakkaasta, joka helpottaa kun ollaan asiakkaaseen yhteydessä. Myynninjohdolle tämä työkalu antaa mandollisuuden tutkia, ketkä asiakkaat kannattavat ja tämän perusteella tehdä johtopäätöksiä, jotta mihin toimintoihin kannattaa panostaa. Työkalua on tarkoitus käyttää tulevaisuudessa Niskan Autossa ja tämän avulla suorittaa myyntimarkkinointia. Testeissä työkalu on osoittautunut hyödylliseksi. Pelkästään asiakkaiden listaaminen kannattavuuden perusteella antaa myynninjohdolle mandollisuuden oikeiden asioiden tekemiseen.

The application of information technology (IT) in customer relationship management (CRM) is growing rapidly as many companies implement CRM systems to support their numerous customer facing activities. However, failure rates of CRM projects remain notably high as they deliver scant solutions and poor user acceptance. As a consequence, it is justified to study previously researched CRM success factors and apply them to CRM system implementation. The aim of this master’s thesis was to get acquainted with relevant academic theories, frameworks and practices concerning CRM and agile development, and use them to generate a modified CRM project strategy to support the successful execution of the case company’s, Process Vision Oy, CRM implementation project. The empirical CRM system implementation project was conducted simultaneously with writing this thesis. Its theoretical findings could be transferred into practice through active participation in the CRM system development and deployment work. The project’s main goal was to produce and take into use a functioning CRM system. The goal was met, since at the time of printing this thesis the first system release was successfully published to its users at Process Vision’s marketing and sales departments. The key success elements in the CRM project were cyclic, iterative system development, customer oriented approach, user inclusion and flexible project management. Implying agile development practices ensured being able to quickly respond to changes arising during the progress of the CRM project. Throughout modelling of the core sales process formed a strong basis, on which the CRM system’s operational and analytical functionalities were built. End users were included in the initial specification of system requirements and they provided feedback on the system’s usage. To conclude, the chosen theoretical CRM roadmaps and agile development practices proved as beneficial in the successful planning and execution of the agile CRM system implementation project at Process Vision.

The purpose of this thesis is to examine the level of customer consciousness of the production process employees in a steel factory and to investigate the methods of internal marketing in order to propose development practices to enhance the customer consciousness of the case company employees. The significance of the level of customer consciousness is discussed and practices already implemented affecting the level of customer consciousness in the company are examined. The literature review gives an insight to the role of customer consciousness in the CRM philosophy of a manufacturing company and examines the means of internal marketing in enhancing customer consciousness. In the empirical part of the study, the level and significance of customer consciousness is determined by conducting individual and focus group interviews. The interviews are also used to examine the practices that could function in enhancing the customer consciousness of the employees. Development suggestions to improve the level of customer consciousness in the production process are given based on the results. The level of customer consciousness is at a poor level in the production process and influences above all on work motivation and job satisfaction, but possibly on customer satisfaction as well. The enhancement of customer consciousness in the production process should be done e.g. by ensuring the distribution of right knowledge coherently to all of the employees, gathering large customer reference database to exploit in work and in training, using visual illustration in presenting the customer information, training proactively and letting the employees to participate in the customer oriented development activities. Customer satisfaction focused reward system can be considered.

Esta tesis, pretende describir la situación actual del Sector Porcícola, los procedimientos desarrollados por las empresas en la adopción, implantación y uso de estrategias CRM. Con una revisión confiable y el estudio de casos relacionados con el tema permitirán contrastar la realidad del sector con los conceptos claves que proponen los diferentes autores. Los resultados obtenidos le permitirán al sector y a los gerentes desarrollar estrategias que ayuden a la satisfacción y fidelización de sus clientes. En el campo académico, este estudio servirá de guía teórico-práctica para estudiantes y profesores del área que necesiten afianzar sus conocimientos en temas de marketing relacional, CRM, fidelización y servicio. El presente proyecto permitirá al futuro administrador enfrentar y asumir paradigmas en escenarios empresariales reales. La información estratégica acerca de los clientes es vital para las organizaciones, ayuda para la toma de decisiones, pronostica cambios en la demanda y establece un control sobre todos los procesos en los que está involucrado el cliente. La adopción, implantación y uso de estrategias CRM ayuda a que la empresa esté más atenta a la manera como interactúa con sus clientes y por ende, mejorará la percepción que tenga el cliente de la organización. En el sector Porcícola hay tendencia a las economías de escala y es importante segmentar y especializar el servicio dependiendo el potencial del cliente. En un mercado tan competitivo encontrar nuevos clientes no es fácil, y menos retenerlos ya que los productos están logrando estándares similares y el cliente basa su decisión en el precio. Al no haber diferenciación debemos ofrecer valor en el servicio lo cual nos ayudará a que el cliente haga una segunda compra prefiriendo nuestra empresa en lugar de la competencia. Hoy en día las estrategias CRM definen el rumbo de una empresa, ayudando no solamente a adquirir nuevos clientes, sino también, a mantener felices a los clientes actuales, de este modo se logran más ventas, y una mayor rentabilidad en el negocio. Razones por las cuales el sector Porcícola se verá beneficiado y Frigocárnicos Monserrate por medio de las estrategias CRM podrá ofrecer un mejor servicio a sus clientes ayudando a las fidelización de estos.

Esta tesis pretende describir la situación actual del sector de seguridad privada, al implementar y adoptar estrategias de CRM. Con una revisión confiable y el estudio de casos relacionados con el tema, lo cual permitirá constatar la realidad en cuanto la aplicación del modelo, en el sector de seguridad privada, según lo planteado por diversos autores. Los resultados obtenidos permitirán, de este modo, al sector y a sus gerentes, desarrollar estrategias que ayuden a la satisfacción de sus clientes y a la prestación de un mejor servicio. En el campo académico, este estudio servirá como guía teórico-práctica para estudiantes y profesores, de modo que permitirá afianzar conocimientos en cuanto al CRM, al marketing relacional y su uso en el sector de seguridad privada. Según este modelo la información acerca de los clientes, es una información estratégica vital para las organizaciones que ayuda a la toma de decisiones, pronosticar cambios en cuanto a demanda, además de establecer control sobre procesos en los que se involucre el cliente; de modo que la adopción e implementación de CRM, ayude a la empresa, en este caso a las del sector de seguridad privada, a estar atentos a la manera como se interactúa con el cliente y por ende mejorar el servicio, lo que tendrá repercusión en la percepción que tenga de la organización el cliente. De este modo, se ve como en la actualidad las estrategias de CRM definen el rumbo de una empresa, ayudando atraer nuevos clientes y además de esto, ayuda de igual modo a mantener felices a los clientes actuales; lo cual repercute en la demanda o el requerimiento del servicio, y así en una mejor rentabilidad para las empresas del sector. Razones por las que el sector de vigilancia se verá beneficiado por medio de las estrategias del CRM, lo que lo llevara a ofrecer mejores servicios a sus clientes.

Purpose – CRM treats various profiles of customers or individual customers differently, purposively favoring certain customers while deliberately disadvantaging others. This research aims to provide insights into how advantaged (favored) and (non-favored) disadvantaged customers perceive fairness in retailers’ marketing tactics. Design/methodology/approach – A multiple study approach has been adopted, influenced by a three-stage process, which involved exploratory interviews, pilot tests, and the main survey. Findings – The results have provided marketers with a perspective on maintaining and enhancing relationships. Service and marketing communications concern the advantaged customers most, while pricing is the most important aspect for the disadvantaged customers. Practical implications – In terms of handling customers, there are important implications from recognizing how those who are favored and those who are not so advantaged perceive their treatment. Failure to appreciate the pitfalls for visibly treating certain customers more favorably and others demonstrably less so, will have stark consequences for retail management and consumer marketing. Originality/value – Contributions are made to the literatures on CRM and on unfairness, particularly in terms of how to address the inevitable inequities inherent in retailers’ CRM offerings. Identification of the advantaged and disadvantaged customers and their respective views allows marketers to develop more appropriate approaches for handling customers who are sensitive to perceived unfairness.

Most CRM work focuses on consumer applications. This paper addresses the operational adoption issues facing the organisation deploying CRM practices. There are a plethora of challenges facing organisations when adopting CRM. Previous research is limited to either examining the CRM adoption process at an individual/employees level or an organisational level. Hence, in this paper the myriad of organisational, marketing and technical antecedents that seem to impinge upon employee perceptions and organisational implementation of CRM are structured in a two-stage model. Using a stratified sample of ten organisations across four sectors, seven hypotheses are tested on data collected from 301 practitioners. A two-stage model is analysed using structural equation modelling. Findings reveal that CRM implementation relates to employee perceptions of CRM. This paper deepens our understanding of organisational practices to adopt CRM, so as an organisation properly profits from the expected benefits of CRM.

As relações comerciais observadas no início do século passado se baseavam no atendimento personalizado, em que cada cliente era recebido pessoalmente pelo dono da loja, que por sua vez conhecia a clientela e suas principais necessidades. Com a massificação da produção e o surgimento dos grandes magazines e shopping centers, o foco das empresas se voltou para produtos e serviços, futor que promoveu o distanciamento das relações com os clientes, tornando-os ilustres desconhecidos para as empresas. Quase um século depois, o advento da Internet prOpICIOU um processo de reaproximação entre empresas e clientes, eis que as fronteiras geográficas começaram a desaparecer, as empresas locais começaram a atuar e concorrer mundialmente através da web, o mercado apresentou-se mais competitivo e os clientes conquistaram maior poder de escolha e se tornaram mais voláteis. Neste contexto de grandes massas, surge o CRM contemplando um conjunto de estratégias que permeiam toda a organização, como por exemplo, a revisão dos processos de negócios, a mudança da cultura com o foco no cliente, a automação dos serviços de marketing, vendas e atendimento, a disponibilização de multi-canais de contato com o cliente e a integração das bases de dados com os canais de interação. As estratégias de CRM, com base na revisão dos processos de negócios, na mudança da cultura organizacional e na infra-estrutura tecnológica, objetivam estabelecer relações individualizadas com uma imensa massa de clientes. Neste sentido, esse trabalho de pesquisa intenciona aprofundar os conhecimentos sobre influência do CRM na fidelização do cliente.

Although there are many definitions of SME's there is no globally accepted definition of a small or medium-sized enterprise. Small Medium Enterprises (SME) the catalyst in economic growth & development of the country, are facing tough competition in market place and in establishing themselves as credible supplier of quality product and services. In India they are producing more than 8000 different products. The common perception is that small to medium businesses have very little options in terms of CRM solutions. This is clearly not the case. SME's now have a lot of options and can exercise same. Businesses are shifting from product centric to customer centric. Long before the advent of technology, businesses have always recognized that the customer is the soul of every business. Businesses try to have personal relationship with their customers. Moving towards customer centric approach is a multi prolonged efforts that requires transformation of process, culture and strategy from top level to every individual employee. Technology has a crucial role in providing tools and infrastructure to support this. CRM supports SMEs in their business customer loyalty.

The preparation of a certified reference material of polar pesticides in freeze-dried water is described. The pesticides selected were atrazine, simazine, carbaryl, propanil, linuron, fenamiphos and permethrin which were added to 6000 litres of tap water at 50–80 μg · L–1 (200–320 μg · L–1 for permethrin) level in presence of NaCl (2.5 g · L–1) prior lyophilization. After the freeze-drying process the residue was rehomogenized, filled into amber glass bottles and stored at –20 °C, +4 °C and +20 °C. All pesticides were determined by HPLC/diode array detector, except permethrin which was determined by GC/ECD. The results obtained for atrazine, simazine, carbaryl, propanil, linuron and fenamiphos showed no within- or between-bottle inhomogeneity, however the material was non-homogeneous for permethrin and therefore this was withdrawn from further studies. With respect to the stability for over one year, all pesticides were stable at –20 °C. At +4 °C all pesticides were stable for at least 9 months and at +20 °C the stability was demonstrated only during the first month of storage. The content (mass fractions) of atrazine, simazine, carbaryl, propanil and linuron in freeze-dried water (CRM 606) was certified by an interlaboratory testing and a certification campaign.

Systemic lupus erythematosus is an autoimmune disease that causes many psychological repercussions that have been studied through qualitative research. These are considered relevant, since they reveal the amplitude experienced by patients. Given this importance, this study aims to map the qualitative production in this theme, derived from studies of experiences of adult patients of both genders and that had used as a tool a semi-structured interview and/or field observations, and had made use of a sampling by a saturation criterion to determine the number of participants in each study. The survey was conducted in Pubmed, Lilacs, Psycinfo e Cochrane databases, searching productions in English and Portuguese idioms published between January 2005 and June 2012. The 19 revised papers that have dealt with patients in the acute phase of the disease showed themes that were categorized into eight topics that contemplated the experienced process at various stages, from the onset of the disease, extending through the knowledge of the diagnosis and the understanding of the manifestations of the disease, drug treatment and general care, evolution and prognosis. The collected papers also point to the difficulty of understanding, of the patients, on what consists the remission phase, revealing also that this is a clinical stage underexplored by psychological studies.
