This dissertation investigates customer behavior modeling in service outsourcing and revenue management in the service sector (i.e., airline and hotel industries). In particular, it focuses on a common theme of improving firmsstrategic decisions through the understanding of customer preferences. Decisions concerning degrees of outsourcing, such as firms’ capacity choices, are important to performance outcomes. These choices are especially important in high-customer-contact services (e.g., airline industry) because of the characteristics of services: simultaneity of consumption and production, and intangibility and perishability of the offering. Essay 1 estimates how outsourcing affects customer choices and market share in the airline industry, and consequently the revenue implications from outsourcing. However, outsourcing decisions are typically endogenous. A firm may choose whether to outsource or not based on what a firm expects to be the best outcome. Essay 2 contributes to the literature by proposing a structural model which could capture a firm’s profit-maximizing decision-making behavior in a market. This makes possible the prediction of consequences (i.e., performance outcomes) of future strategic moves. Another emerging area in service operations management is revenue management. Choice-based revenue systems incorporate discrete choice models into traditional revenue management algorithms. To successfully implement a choice-based revenue system, it is necessary to estimate customer preferences as a valid input to optimization algorithms. The third essay investigates how to estimate customer preferences when part of the market is consistently unobserved. This issue is especially prominent in choice-based revenue management systems. Normally a firm only has its own observed purchases, while those customers who purchase from competitors or do not make purchases are unobserved. Most current estimation procedures depend on unrealistic assumptions about customer arriving. This study proposes a new estimation methodology, which does not require any prior knowledge about the customer arrival process and allows for arbitrary demand distributions. Compared with previous methods, this model performs superior when the true demand is highly variable.

La elaboración de este trabajo de investigación tiene como finalidad el diseño de una Guía de Marketing Social basado en la Responsabilidad Social para locales comerciales del centro histórico de la ciudad de Cuenca, mediante la cual pretendemos aportar estrategias que beneficien a los emprendedores cuencanos en especial, del centro histórico de la ciudad. Este trabajo se estructuró de la siguiente manera: Primerose ha visto fundamentalla investigación de las Bases Teorías de Responsabilidad Social y Marketing Social, antecedentes, definiciones, conceptos, diferencias, semejanzas y el avance de estas a través de organizaciones e instituciones nacionales e internacionales. También se ha valorado los conocimientos de los emprendedores del centro histórico, para este importante aspecto seclasificó a los locales en tres tipos o variables que corresponden: Servicio, Alimentación y Bebidas, y Comercio; posteriormente setrabajó con 266 encuestasque se dividieron de acuerdo a los resultados de la muestra. Finalmente se elaboró la guía de Marketing Social la misma que se basa en la Responsabilidad Social, allí se consideran pilares fundamentales a:Políticas de Responsabilidad Social; Aplicación del Marketing Social; Medición de impacto de Responsabilidad Social; Posicionamiento de marca desde el Marketing Social; Formación de la Reputación Corporativa; Construcción del Personal Branding; y Fidelización de clientes desde la Web 2.0.

Este estudo enquadra-se na área do Marketing Digital, e pretende demonstrar a influência exercida pelos vídeo-blogs no YouTube na decisão de compra de produtos cosméticos em Portugal. Aborda inicialmente conceitos como as redes sociais, mais concretamente os vídeoblogs e a rede social YouTube, o comportamento do consumidor online, o mercado da cosmética em Portugal e o Marketing ligado à industria da beleza. O objetivo deste estudo é o de demonstrar como as marcas de cosmética podem aumentar as suas vendas e notoriedade com a influência exercida pelas beauty vloggers. A fim de perceber a influência na tomada de decisão no que diz respeito a produtos de cosmética, adotámos uma metodologia quantitativa, que assentou na realização de inquéritos online por questionário. Os dados foram organizados e analisados com a ajuda do software de análise quantitativa SPSS. Os principais resultados observados determinam uma influência positiva dos vídeo-blogs na decisão de compra de produtos cosméticos. Esta influência poderá demonstrar que o sucesso das empresas de cosméticos na divulgação, venda e fidelização de clientes deve apontar cada vez mais para a utilização intensiva de video bloggers dedicadas a temas de beleza, e identificadas no estudo como líderes de opinião, para as suas estratégias de comunicação.

Agents offer a new and exciting way of understanding the world of work. In this paper we describe the development of agent-based simulation models, designed to help to understand the relationship between people management practices and retail performance. We report on the current development of our simulation models which includes new features concerning the evolution of customers over time. To test the features we have conducted a series of experiments dealing with customer pool sizes, standard and noise reduction modes, and the spread of customers’ word of mouth. To validate and evaluate our model, we introduce new performance measure specific to retail operations. We show that by varying different parameters in our model we can simulate a range of customer experiences leading to significant differences in performance measures. Ultimately, we are interested in better understanding the impact of changes in staff behavior due to changes in store management practices. Our multi-disciplinary research team draws upon expertise from work psychologists and computer scientists. Despite the fact we are working within a relatively novel and complex domain, it is clear that intelligent agents offer potential for fostering sustainable organizational capabilities in the future.

Hirschman (1970) suggests that every member of a group can influence the group by either expressing their voice or exiting the group. Subsequent research has looked at exit-voice-loyalty from the supplier-retailer perspective (Blois, 2008). This paper takes an overview of the wholesaler-retailer relationship in the UK convenience sector; it considers how their approach to exit-voice-loyalty may be affecting the wholesalers’ turnover. The results of the research suggest that the wholesalers do not use cost of exit or enabling retailer voice exclusively; instead they now tend to combine both within their retailer relationship strategies.

Nos últimos anos, a satisfação do cliente tornou-se um dos fatores críticos de sucesso de maior importância dentro das organizações. Este sucesso está diretamente ligado à lealdade dos clientes com as organizações, que resulta numa continuidade do negócio. Esta lealdade é obtida através da implementação de processos de negócio que permitam uma melhor resposta às necessidades do cliente bem como uma qualidade de serviço superior que permita obter resultados positivos no mercado da concorrência. Através da visão geral de uma metodologia virada para as empresas de telecomunicação, o eTOM (Enhanced Telecom Operations Map), demonstrou-se a importância das empresas de telecomunicação possuírem um modelo de processos de negócio que disponibilize uma linguagem dentro da organização, de modo a permitir agilizar os processo internos e os processos de interação com as partes envolvidas na value network. Tendo como base a metodologia Design Science Research, procedeu-se a criação de um conjunto de cenários de interação com o cliente, onde foram apresentadas soluções práticas na aplicação da framework eTOM. Com isto, foi demonstrada as capacidades do eTOM na implementação de processos, bem como na flexibilidade como estes poderão ser implementados. Partindo dos processos disponibilizados pela framework e com base no contexto e características da organização, foram identificados os processos que, do nosso ponto de vista, são os mais indicados para criação dos processos core da organização.

Horretarako, lehendabizi C2C merkataritza elektronikoaren ingurunea aztertuko da gainetik, gaia kokatzeko asmotan. Ingurune honetan artikulu zientifikoetan, gero eta nabarmentasun handiagoa hartzen ari den Customer Engagement edo kontsumitzailearen konpromisoa kontzeptuaren azterketa bat burutuko da. Kontzeptu hau hobeto ulertzeko asmotan, autore desberdinek eskainitako definizioak eta beste definizio baliagarri batzuk aurkituko ditugu. Behin kontzeptua definiturik, honek barneratzen duen zikloa identifikatzera pasatuko gara. Horretarako, Sashik 2012 urtean argitaratutako ikerketa lana hartu da oinarri lez. Autore honek egindako zikloari, ekarpen propio gisa, kontsumitzaileen jarrera ulertzen lagunduko diguten beste hainbat kontzeptu gehitu dira. Azkenik, aipatutako eta aztertutako kontzeptuak errealitatean identifikatzeko, azterketa praktiko bat burutu da. Azterketa honetan, teorian azaldutakoa, adibide errealen bidez identifikatzeaz gain, inkesta txiki bat aurkituko dugu. Honen bitartez, lan teorikoari erabilera praktikoago bat eman nahi izan zaio.

Purpose- The purpose of this paper is to investigate the relationship between perceived external prestige (PEP), the student experience, attitude, and behaviour in the context of higher education institutions.
Design/methodology/approach– A comparison of the relationships between prestige perception, the student experience, WOM, and loyalty is examined within a one highly prestigious institution and one mid-ranked institution. Multigroup structural equation modelling was employed to examine data obtained from 948 respondents at the two institutions.
Findings– While respondents from the top-ranked institution exhibit a significantly higher perception of university prestige than mid-ranked university respondents, no significant differences were found between the two groups of respondents in terms of the strengths of relationships between constructs. The analysis revealed that students’ perception of their university experience performed a full mediating effect on the relationship between PEP and WOM, as well as a partial mediating effect on the relationship between PEP and loyalty.
Practical implications– Student perceptions of the university experience is a strong indicator of attitude and behaviour. For university administrators, enhancing the student experience is just as important as managing a university’s reputation with respect to engendering loyalty and positive WOM.
Originality/value – This is the first study to link PEP with student attitude and behaviour. The findings provide interesting theoretical insights as well as useful managerial implications to enhance consumer experience which in turns affect their attitude and behaviour towards the organisation.

In the high-contact restaurant context, customers frequently “overstay,” which negatively influences focal customers waiting for tables. We examine service recovery of this failure, otherwise termed an other-customer-caused failure (OCCF) by restaurants, and its influence on focal customer complaint intentions to the organization, namely vent and voice. OCCFs are commonplace and can have a damaging effect on service organizations, and thus need to be managed; yet empirical examination of their recovery is scarce. We address this by testing the effect of the recovery actions of wait comfort, service-worker effort, and apology on focal customers’ vent and voice complaint intentions. We found that these recovery actions interact complexly. Wait comfort is obligatory in reducing customer complaints, while effort and apology are substitutable when a comfortable wait is provided. This is an important contribution, as wait comfort has not previously been examined as a recovery action.

This research investigates the moderating role of perceived risk in the relationship between satisfaction, loyalty, and willingness to pay premium price (WTP). A total of 364 respondents were recruited from Amazon's Mechanical Turk panel. Financial, social, performance, and psychological risks have significant negative effects on the relationship between satisfaction and WTP, whereas only financial risks have significant negative effects on the relationship between loyalty and WTP. Using moderated mediation analysis, we found that the mediating effects of loyalty diminish significantly in high social risk conditions and diminish completely in high financial risk conditions.
