As soluções informáticas de Customer Relationship Management (CRM) e os sistemas de suporte à informação, designados por Business Intelligence (BI), permitem a recolha de dados e a sua transformação em informação e em conhecimento, vital para diferenciação das organizações num Mundo globalizado e em constante mudança. A construção de um Data Warehouse corporativo é fundamental para as organizações que utilizam vários sistemas operacionais de modo a ser possível a agregação da informação. A Fundação INATEL – uma fundação privada de interesse público, 100% estatal – é um exemplo deste tipo de organização. Com uma base de dados de clientes superior a 250.000, atuando em áreas tão diferentes como sejam o Turismo, a Cultura e o Desporto, sustentado em mais de 25 sistemas informáticos autónomos. A base de estudo deste trabalho é a procura de identificação dos benefícios da implementação de um CRM Analítico na Fundação INATEL. Apresentando-se assim uma metodologia para a respetiva implementação e sugestão de um modelo de dados para a obtenção de uma visão única do cliente, acessível a toda a organização, de modo a garantir a total satisfação e consequente fidelização à marca INATEL. A disponibilização desta informação irá proporcionar um posicionamento privilegiado da Fundação INATEL e terá um papel fundamental na sua sustentabilidade económica.

This paper proposes a framework to support Customer Relationship Management (CRM) implementation in nursing homes. The work extends research by Cheng et al. (2005) who conducted in-depth questionnaires to identify critical features (termed value-characteristics), which are areas identified as adding the most value if implemented. Although Cheng et al. did proposed an implementation framework, summary of, and inconsistent inclusion of value-characteristics, limits the practical use of this contribution during implementation. In this paper we adapt the original framework to correct perceived deficiencies. We link the value characteristics to operational, analytical, strategic and/or collaborative CRM solution types, to allow consideration in context of practical implementation solutions. The outcome of this paper shows that, practically, a 'one solution meets all characteristic' approach to CRM implementation within nursing homes is inappropriate. Our framework, however, supports implementers in identifying how value can be gained when implementing a specific CRM solution within nursing homes; which subsequently support project management and expectation management.

Customer Relationship Management (CRM) theory suggests that good customer service results in satisfied customers, who in turn are more likely to remain loyal and recommend the service provider to others. Applied to real estate, this theory implies that landlords should see a return on any investment in the service they give to tenants, in the form of increased lease renewal rates and fewer void periods, achieved without compromising rents. This paper examines determinants of occupier satisfaction, and investigates the relationship between occupier satisfaction and property performance, using measures such as capital growth, income return, lease renewal rates and total return. The analysis is based upon a pilot study using occupier satisfaction responses from around 2500 interviewees based in multi-tenanted offices, shopping centres and retail warehouses on out-of-town retail parks in the UK. The analysis is being extended to cover a larger sample for the author’s PhD. Part 1 of the analysis examines occupier satisfaction, whilst Part 2 considers its impact on property performance.

Higher Education Institutions (HEI) are complex organisations, offering a wide range of services, which involve a multiplicity of customers, stakeholders and service providers; both in terms of type and number. Satisfying a diverse set of customer groups is complex, and requires development of strategic Customer Relationship Management (CRM). This paper contributes to the HEI area, by proposing an approach that scopes CRM strategy, allowing us a better understanding CRM implementation in Higher Education Institutions; maximising alignment of customer and management desires, expectation and needs.

The Continual Reassessment Method (CRM) has gained popularity since its proposal by O’Quigley et al. [1]. Many variations have been published and discussed in the statistical literature, but there has been little attention to making the design considerations accessible to non-statisticians. As a result, some clinicians or reviewers of clinical trials tend to be wary of the CRM due to safety concerns. This paper presents the CRM in a non-technical way, describing the original CRM with some of its modified versions. It also describes the specifications that define a CRM design, along with two simulated examples of CRMs for illustration.

Bestehende Modelle im Customer Relationship Management (CRM) weisen diverse Schwachstellen auf. Erstens sind viele Kunden durch die große zu verarbeitende Informationsmenge überfordert, zweitens gelingt es vielen Anbietern nicht, die Konsistenz und Relevanz der gesammelten Kundendaten zu gewährleisten, und drittens bringen Kunden den Anbietern nicht das Vertrauen entgegen, das für eine umfassendere Offenlegung von Kundendaten erforderlich wäre. Durch die Einschaltung eines Intermediärs können diese Schwachstellen gemildert werden. Zusätzlich bietet die Intermediation die Möglichkeit, Transaktionskosten zu senken, die Macht der Kunden zu bündeln und die Beziehungen zu Kunden zu intensivieren. Ermöglicht wird dies durch die engere Verknüpfung der Kommunikations- und der Einkaufsfunktionalitäten des Internets. Als Erfolgsfaktoren gilt es, die kritische Masse und das erforderliche Vertrauen zu erreichen sowie einen wesentlichen Beitrag zur Wertschöpfung zu leisten.

The Phase I clinical trial is considered the "first in human" study in medical research to examine the toxicity of a new agent. It determines the maximum tolerable dose (MTD) of a new agent, i.e., the highest dose in which toxicity is still acceptable. Several phase I clinical trial designs have been proposed in the past 30 years. The well known standard method, so called the 3+3 design, is widely accepted by clinicians since it is the easiest to implement and it does not need a statistical calculation. Continual reassessment method (CRM), a design uses Bayesian method, has been rising in popularity in the last two decades. Several variants of the CRM design have also been suggested in numerous statistical literatures. Rolling six is a new method introduced in pediatric oncology in 2008, which claims to shorten the trial duration as compared to the 3+3 design. The goal of the present research was to simulate clinical trials and compare these phase I clinical trial designs. Patient population was created by discrete event simulation (DES) method. The characteristics of the patients were generated by several distributions with the parameters derived from a historical phase I clinical trial data review. Patients were then selected and enrolled in clinical trials, each of which uses the 3+3 design, the rolling six, or the CRM design. Five scenarios of dose-toxicity relationship were used to compare the performance of the phase I clinical trial designs. One thousand trials were simulated per phase I clinical trial design per dose-toxicity scenario. The results showed the rolling six design was not superior to the 3+3 design in terms of trial duration. The time to trial completion was comparable between the rolling six and the 3+3 design. However, they both shorten the duration as compared to the two CRM designs. Both CRMs were superior to the 3+3 design and the rolling six in accuracy of MTD estimation. The 3+3 design and rolling six tended to assign more patients to undesired lower dose levels. The toxicities were slightly greater in the CRMs.^

Customer relationship management (CRM) implementation projects reflect a growing conceptual shift from the traditional engineering view of projects. Such projects are complex and risky because they call for both organisational and technological changes. This requires effective project management across various phases of the implementation process. However, few empirical researches have dealt with these project management issues. The aim of this research is to investigate how a “project team” manages CRM implementation projects successfully, across the different phases of the implementation process. We conducted an in-depth case study of the “Firm-Clients Branch” of a large telecommunications company in France. The findings show that, to manage CRM implementation projects successfully, an integrated and balanced approach is required. This involves appropriate system selection, effective process re-engineering and further development of organizational structures. We highlight the need for a “technochange approach” to achieve successful organisational transition and effective CRM implementation. The study reveals that the project team plays a central role throughout the implementation phases. Furthermore the effectiveness of technochange depends on project team performance, technology efficiency and close coordination with stakeholders.

The measurement of fast changing temperature fluctuations is a challenging problem due to the inherent limited bandwidth of temperature sensors. This results in a measured signal that is a lagged and attenuated version of the input. Compensation can be performed provided an accurate, parameterised sensor model is available. However, to account for the in influence of the measurement environment and changing conditions such as gas velocity, the model must be estimated in-situ. The cross-relation method of blind deconvolution is one approach for in-situ characterisation of sensors. However, a drawback with the method is that it becomes positively biased and unstable at high noise levels. In this paper, the cross-relation method is cast in the discrete-time domain and a bias compensation approach is developed. It is shown that the proposed compensation scheme is robust and yields unbiased estimates with lower estimation variance than the uncompensated version. All results are verified using Monte-Carlo simulations.

In-situ characterisation of thermocouple sensors is a challenging problem. Recently the authors presented a blind characterisation technique based on the cross-relation method of blind identification. The method allows in-situ identification of two thermocouple probes, each with a different dynamic response, using only sampled sensor measurement data. While the technique offers certain advantages over alternative methods, including low estimation variance and the ability to compensate for noise induced bias, the robustness of the method is limited by the multimodal nature of the cost function. In this paper, a normalisation term is proposed which improves the convexity of
the cost function. Further, a normalisation and bias compensation hybrid approach is presented that exploits the advantages of both normalisation and bias compensation. It is found that the optimum of the hybrid cost function is less biased and more stable than when only normalisation is applied. All results were verified by simulation.

El CRM es una herramienta que apoya la gestión de relaciones sólidas y duraderas con los clientes de manera que los productos y servicios que la empresa ofrece cumplan efectivamente las expectativas de sus clientes y por tanto se garantice la continuidad de las ventas en un entorno tan competitivo como el actual. El objetivo de este documento es presentar los resultados de la investigación de mercados que busca identificar las principales características que debe tener, desde el punto de vista del cliente, un sistema CRM para la empresa ‘Antojos Saludables’, para ello se presentará una caracterización de los clientes o posibles clientes de la empresa y las expectativas o percepciones respecto a asuntos de infraestructura tecnológica como seguridad de transacciones online, medios de pago preferidos para compras online, aplicaciones más usadas en plataformas de compra online, para finalmente mostrar algunas sugerencias sobre estrategias convenientes para el diseño del sistema de información que soporte el CRM de "Antojos Saludables".

Este trabalho apresenta o caso de um prestador de saúde privado, com maternidade, da zona da grande Lisboa, cujo número de partos tem vindo a decrescer. Trabalhou-se um conjunto de dados da especialidade de Ginecologia/Obstetrícia (GIN/OBS), a partir do qual se construiu uma metodologia de análise inovadora na aplicação de Customer Relationship Management (CRM) a esta especialidade, e que permite extrair conhecimento útil sobre o seu comportamento. A criação de perfis de utente, através da construção de métricas agregadas, permitiu aferir condicionantes do negócio, como a utilização de Entidades Financiadoras de Referência (EFR’s) e o desempenho de médicos em número de partos, a georreferenciação de utentes, e a segmentação de clientes por valor. Este conhecimento, em conjunto com dados da literatura e da análise do mercado das maternidades privadas, permitiu definir diretrizes de atuação de marketing que podem ser aplicáveis a vários níveis da organização, visando o aumento da quota de mercado de partos do prestador. Organizações de saúde que sigam esta metodologia poderão conhecer melhor os seus clientes, criando uma estratégia de CRM, com vista ao aumento do número de partos.

Työn tavoitteena on luoda Johtamistaidon Opistolle työkalu yrityksen logistisen prosessin mallintamiseen, arviointiin ja kehittämiseen. Työkalu on osa JTO:n logistiikan konsultoinnin tuotetta ja siten merkittävä heidän perustehtävänsä, suomalaisten yritysten kehittämisen, kan-nalta. Työn viitekehyksenä esitellään logistiikan perusteorioita ja yrityksen mallintamisen menetelmiä, joista on edelleen kehitetty yrityksen tarpeisiin soveltuva analyysityökalu. Työkalun perusteoriana hyödynnetään soveltuvilta osin kapeikkoteorian (TOC) mukaisia työ-kaluja, kuten TOC -ajattelutyökalut ja kapeikon mallintamista logistisessa prosessissa. Työn edetessä kapeikkoteoriasta sovelluksineen syntyi merkittävä osa työkalua. Tutkimus on luonteeltaan konstruktiivinen. Vaikkakin työssä muodostettavan työkalun osat ovat tunnettuja, niiden yhdistäminen tällä tavoin on uutta. Tutkimusaineisto koostuu kirjalli-suustutkimuksesta, jossa selvitetään aihealueen perusteoria ja CASE -tutkimuksesta, jossa perusteorian pohjalta luotua työkalua testataan todellisessa yritysympäristössä. Testaamisen tuloksena luodaan yritykselle kehityssuunnitelmaperusteorioihin ja muodostettuun työkaluun pohjautuen. Tutkimustulosten perusteella pystyttiin luomaan työkalu, jolla on mahdollista nopeasti mal-lintaa yrityksen nykytila, arvioida sen logistista kehityspotentiaalia ja muodostaa teoriaan pohjautuva yrityskohtainen kehityssuunnitelma, sekä osoittaa yrityksen tarvitsema tuki osa-alueittain.

Työn tavoitteena oli syy-seuraussuhteiden selvittäminen osuuspankkien uudessa tasapainotetussa menestysmittaristossa sekä mittaristokokonaisuuden arvioiminen ja mahdollisten kehitysehdotusten esittäminen. Lisäksi tavoitteena oli pankkitasoa alemmille seurantatasoille sopivien menestysmittareiden kehittäminen. Taustaksi soveltavalle osalle työssä tarkastellaan suorituskykymittaristojen roolia osana toiminnan ohjausta ja strategista johtamista. Suorituskykymittaristoista nostetaan esille tasapainotettu mittaristo, muut toiminnan ohjauksen välineet jätetään tutkimuksen ulkopuolelle. Syy-seuraussuhteet esitetään vuokaaviona. Suurin osa esitetyistä syy-seuraussuhteista perustuu rationaaliseen päättelyyn, minkä lisäksi joidenkin mittareiden välisiä yhteyksiä on tutkittu yksinkertaisen regressioanalyysin avulla. Mittaristokokonaisuuden arvioinnin yhteydessä esille nostettuihin kehittämistarpeisiin pyritään vastaamaan määrittelemällä uusi tunnusluku - asiakkuuden kokonaisarvo - joka yhdistää talous- ja asiakasnäkökulman mittaamisen osuuspankkien menestysmittaristossa. Alempien organisaatiotasojen menestysmittareiden kehittämisen osalta rajoitutaan mittareihin, jotka voisivat toimia menestysmittareina kaikissa osuuspankeissa. Niiden muodostamiseen otetaankin kantaa lähinnä periaatteellisella tasolla.
