Vaatimusmäärittely on tärkeä vaihe ohjelmistotuotannossa, koska virheelliset ja puutteelliset asiakasvaatimukset vaikuttavat huomattavasti asiakkaan tyytymättömyyteen ohjelmistotuotteessa. Ohjelmistoinsinöörit käyttävät useita erilaisia menetelmiä ja tekniikoita asiakasvaatimusten kartoittamiseen. Erilaisia tekniikoita asiakasvaatimusten keräämiseen on olemassa valtava määrä.Diplomityön tavoitteena oli parantaa asiakasvaatimusten keräämisprosessia ohjelmistoprojekteissa. Asiakasvaatimusten kartoittamiseen käytettävien tekniikoiden arvioinnin perusteella kehitettiin parannettu asiakasvaatimusten keräämisprosessi. Kehitetyn prosessin testaamiseksi ja parantamiseksi järjestettiin ryhmätyöistuntoja liittyen todellisiin ohjelmistokehitysprojekteihin. Tuloksena vaatimusten kerääminen eri sidosryhmiltä nopeutui ja tehostui. Prosessi auttoi muodostamaan yleisen kuvan kehitettävästä ohjelmistosta, prosessin avulla löydettiin paljon ideoita ja prosessi tehosti ideoiden analysointia ja priorisointia. Prosessin suurin kehityskohde oli fasilitaattorin ja osallistujien valmistautumisessa ryhmätyöistuntoihin etukäteen.

Customer satisfaction with a purchased product depends on its performance under warranty and during the remainder of its useful life. Dissatisfaction with an item is important to a manufacturer since it can lead to the loss of potential customers through the negative word-of-mouth effect as well as existing customers switching to a competitor. In this paper, we define satisfaction in terms of the likelihood of a customer not switching to a different manufacturer when a new item needs to be purchased. Manufacturers can use specific servicing strategies to reduce warranty costs and this topic has already been addressed in the literature without considering the effect of customer dissatisfaction. In this paper, we propose particular strategies that will increase customer satisfaction and we discuss methods for obtaining the optimal parameters of these strategies.

Service offerings are largely intangible in nature. Customers are thus unable to assess the purchase outcome prior to experience, rendering the risk of possible customer dissatisfaction very high. It is argued that the concept of service guarantees proposed by services management theory can be effectively utilised to reduce the perceived risk of dissatisfaction for the customer in service organisations. Additionally, it is suggested that service guarantees force management to undertake activities which elevate the superiority of the organisation in the eyes of the customer and, thus, the opportunity to transform one-time customers into loyal ones. The purpose of this paper is twofold: first, to illustrate how customers’ behavioural intentions can be influenced by the use of a service guarantee; and second, to outline a systematic process that can help service business managers to develop and implement an effective service guarantee. This research highlights the numerous benefits available to service organisations by utilising the service guarantee as a strategic tool. Some of the important management implications are also outlined.

The front end of innovation is regarded as one of the most important steps in building new software products or services, and the most significant benefits in software development can be achieved through improvements in the front end activities. Problems in the front end phase have an impact on customer dissatisfaction with delivered software, and on the effectiveness of the entire software development process. When these processes are improved, the likelihood of delivering high quality software and business success increases. This thesis highlights the challenges and problems related to the early phases of software development, and provides new methods and tools for improving performance in the front end activities of software development. The theoretical framework of this study comprises two fields of research. The first section belongs to the field of innovation management, and especially to the management of the early phases of the innovation process, i.e. the front end of innovation. The second section of the framework is closely linked to the processes of software engineering, especially to the early phases of the software development process, i.e. the practice of requirements engineering. Thus, this study extends the theoretical knowledge and discloses the differences and similarities in these two fields of research. In addition, this study opens up a new strand for academic discussion by connecting these research directions. Several qualitative business research methodologies have been utilized in the individual publications to solve the research questions. The theoretical and managerial contribution of the study can be divided into three areas: 1) processes and concepts, 2) challenges and development needs, and 3) means and methods for the front end activities of software development. First, the study discloses the difference and similarities between the concepts of the front end of innovation and requirements engineering, and proposes a new framework for managing the front end of the software innovation process, bringing business and innovation perspectives into software development. Furthermore, the study discloses managerial perceptions of the similarities and differences in the concept of the front end of innovation between the software industry and the traditional industrial sector. Second, the study highlights the challenges and development needs in the front end phase of software development, especially challenges in communication, such as linguistic problems, ineffective communication channels, a communication gap between users/customers and software developers, and participation of multiple persons in software development. Third, the study proposes new group methods for improving the front end activities of software development, especially customer need assessment, and the elicitation of software requirements.

Tutkimuksen tarkoitus on tutkia asiakastyytyväisyyttä ja – tyytymättömyyttä sekä suosittelukäyttäytymistä vakuutusalalla. Tavoitteena on selvittää, mitkä tekijät vaikuttavat asiakaskokemukseen ja, miten asiakastyytyväisyystyytyväisyys tai -tyytymättömyys puolestaan vaikuttaa suosittelukäyttäytymiseen. Suosittelun katsotaan ilmaisevan asiakkaan sitoutumista yritykseen. Viime aikoina suosittelukäyttäytymiseen perustuva tutkimus on yleistynyt, koska yritykset ovat huomanneet suosittelun merkityksen ja sen tuottaman arvon liiketoiminnan kannattavuudelle. Sosiaalisen median lisääntyessä suosittelusta on tullut yhä enemmän osa arkeamme. Tutkimuksen teoriaosuudessa käsitellään palvelua, asiakastyytyväisyyttä ja – tyytymättömyyttä sekä suosittelukäyttäytymistä. Empiirisenä aineistona on primaariaineisto kohdeorganisaation asiakkailta. Tämän tutkimuksen kohdeorganisaatio on LähiTapiola Kaakkois-Suomi. Kysely on lähetetty sähköisesti syys-lokakuussa 2014 yrityksessä asioinneille. Tutkimustulosten mukaan tyytyväiset asiakkaat suosittelevat palvelua todennäköisimmin kuin tyytymättömät. Toisaalta havaittiin myös, että suosittelun todennäköisyyden ollessa korkeampi, asiakkaat antoivat enemmän myös rakentavaa palautetta. Tutkimus antoi suuntaa asioista, jotka ovat olennaisimpia kartoittaessa asiakkaan tyytyväisyyttä tai tyytymättömyyttä ja tietoa myös siitä, missä asioissa yrityksen toiminnassa on vielä kehittämistä. Keskittymällä oleellisiin asioihin, voidaan lisätä asiakkaiden tyytyväisyyttä. Tuloksista voidaan myös arvioida henkilökunnan tietämyksen ja koulutuksen lisäämisen tarvetta.

El vertiginoso avance de la informática y las telecomunicaciones en las últimas décadas ha incidido invariablemente en la producción y la prestación de servicios, en la educación, en la industria, en la medicina, en las comunicaciones e inclusive en las relaciones interpersonales. No obstante estos avances, y a pesar de la creciente aportación del software al mundo actual, durante su desarrollo continuamente se incurre en el mismo tipo de problemas que provocan un retraso sistemático en los plazos de entrega, se exceda en presupuesto, se entregue con una alta tasa de errores y su utilidad sea inferior a la esperada. En gran medida, esta problemática es atribuible a defectos en los procesos utilizados para recoger, documentar, acordar y modificar los requisitos del sistema. Los requisitos son los cimientos sobre los cuáles se construye un producto software, y sin embargo, la incapacidad de gestionar sus cambios es una de las principales causas por las que un producto software se entrega fuera de tiempo, se exceda en coste y no cumpla con la calidad esperada por el cliente. El presente trabajo de investigación ha identificado la necesidad de contar con metodologías que ayuden a desplegar un proceso de Gestión de Requisitos en pequeños grupos y entornos de trabajo o en pequeñas y medianas empresas. Para efectos de esta tesis llamaremos Small-Settings a este tipo de organizaciones. El objetivo de este trabajo de tesis doctoral es desarrollar un metamodelo que permita, por un lado, la implementación y despliegue del proceso de Gestión de Requisitos de forma natural y a bajo coste y, por otro lado, el desarrollo de mecanismos para la mejora continua del mismo. Este metamodelo esta soportado por el desarrollo herramientas que permiten mantener una biblioteca de activos de proceso para la Gestión de Requisitos y a su vez contar con plantillas para implementar el proceso partiendo del uso de activos previamente definidos. El metamodelo contempla el desarrollo de prácticas y actividades para guiar, paso a paso, la implementación del proceso de Gestión de Requisitos para una Small-Setting utilizando un modelo de procesos como referencia y una biblioteca de activos de proceso como principal herramienta de apoyo. El mantener los activos de proceso bien organizados, indexados, y fácilmente asequibles, facilita la introducción de las mejores prácticas al interior de una organización. ABSTRACT The fast growth of computer science and telecommunication in recent decades has invariably affected the provision of products and services in education, industry, healthcare, communications and also interpersonal relationships. In spite of such progress and the active role of the software in the world, its development and production continually incurs in the same type of problems that cause systematic delivery delays, over budget, a high error rate and consequently its use is lower than expected. These problems are largely attributed to defects in the processes used to identify, document, organize, and track all system's requirements. It is generally accepted that requirements are the foundation upon which the software process is built, however, the inability to manage changes in requirements is one of the principal factors that contribute to delays on the software development process, which in turn, may cause customer dissatisfaction. The aim of the present research work has identified the need for appropriate methodologies to help on the requirement management process for those organizations that are categorised as small and medium size enterprises, small groups within large companies, or small projects. For the purposes of this work, these organizations are named Small-Settings. The main goal of this research work is to develop a metamodel to manage the requirement process using a Process Asset Library (PAL) and to provide predefined tools and actives to help on the implementation process. The metamodel includes the development of practices and activities to guide step by step the deployment of the requirement management process in Small-Settings. Keeping assets organized, indexed, and readily available are a main factor to the success of the organization process improvement effort and facilitate the introduction of best practices within the organization. The Process Asset Library (PAL) will become a repository of information used to keep and make available all process assets that are useful to those who are defining, implementing, and managing processes in the organization.

Warranty is an important element of marketing new products. The servicing of warranty results in additional costs to the manufacturer. Warranty logistics deals with various issues relating to the servicing of warranty. Proper management of warranty logistics is needed not only to reduce the warranty servicing cost but also to ensure customer satisfaction as customer dissatisfaction has a negative impact on sales and revenue. Unfortunately, warranty logistics has received very little attention. The paper links the literature on warranty and on logistics and then discusses the different issues in warranty logistics. This thesis places boundary conditions on the withdrawal model in the frontline setting of service organizations by considering continuance commitment and supervisory support as moderators of the relationship between job dissatisfaction and customer-oriented citizenship behaviors (COCBs). Departing from traditional research in the areas of the service-profit chain and employee withdrawal, the author advances our understanding of conditions that may lead frontline service employees who are dissatisfied to deposit COCBs into the organizational system. Specifically, based on principles derived from social exchange theory, high continuance commitment and high supervisory support are expected to lead to COCBs, because under this condition the benefits of performing such behaviors are increased (i.e., promotion-based, reciprocity-based), while the costs are decreased (i.e., opportunity costs). Utilizing a sample of 127 frontline employees from both the financial services and travel agency industries, the hypothesized relationships are empirically supported using moderated hierarchical regression analysis. Marketers continuously attempt to identify important attributes and innovate in order to understand how attribute performance could lead to customer satisfaction in the short term and in the long term. Understanding the impact of customer satisfaction may offer a competitive edge to companies. Researchers are discussing the importance of performance attributes in leading to satisfaction; however, there is no clear understanding of whether an attribute that leads to satisfaction at one time (e.g., short run) can cause it also in the long run, without excluding the possibility that it could lead to dissatisfaction and no satisfaction. The present research tries to understand anomalies related to asymmetric attribute performance and satisfaction over time with the help of Herzberg's (1967) Two-Factor Theory (TFT) and construal level theory (CLT). More precisely, there are main purposes of this dissertation. First, the present research tries to understand whether positive or negative hygiene attribute performance and motivator attribute factors exert different weights on overall customer satisfaction depending on the time elapsed from the service experience. Second, to test if positive or negative hygiene/motivator attribute performance affect to revisit intention and to word of mouth by considering mediating role of satisfaction. The results reveal that in the near past (NP) experience, the positive performance of hygiene concrete attributes creates a differential effect on overall satisfaction higher than the negative performance of hygiene concrete attributes. Results also confirmed mediating role of satisfaction in the relationship between attribute performance and revisit intention for near past condition but not for distant past. Likewise significant relationship was found for the mediating role of satisfaction in the relationship between attribute performance and word of mouth (WOM) for near past condition but not for distant past.

In the Hammersley-Aldous-Diaconis process, infinitely many particles sit in R and at most one particle is allowed at each position. A particle at x, whose nearest neighbor to the right is at y, jumps at rate y - x to a position uniformly distributed in the interval (x, y). The basic coupling between trajectories with different initial configuration induces a process with different classes of particles. We show that the invariant measures for the two-class process can be obtained as follows. First, a stationary M/M/1 queue is constructed as a function of two homogeneous Poisson processes, the arrivals with rate, and the (attempted) services with rate rho > lambda Then put first class particles at the instants of departures (effective services) and second class particles at the instants of unused services. The procedure is generalized for the n-class case by using n - 1 queues in tandem with n - 1 priority types of customers. A multi-line process is introduced; it consists of a coupling (different from Liggett's basic coupling), having as invariant measure the product of Poisson processes. The definition of the multi-line process involves the dual points of the space-time Poisson process used in the graphical construction of the reversed process. The coupled process is a transformation of the multi-line process and its invariant measure is the transformation described above of the product measure.

A study was conducted to examine the relationships among eating pathology, weight dissatisfaction and dieting, and unwanted sexual experiences in childhood. An unselected community sample of 201 young and 268 middle-aged women were administered questionnaires assessing eating behaviors and attitudes, and past and current sexual abuse. Results showed differential relationships among these factors for the two age cohorts: for young women, past sexual abuse predicted weight dissatisfaction, but not dieting or disordered eating behaviors, whereas for middle-aged women, past abuse was predictive of disordered eating, but not dieting or weight dissatisfaction. Current physical or sexual abuse was also found to be predictive of disordered eating for the young women. These findings underscore the complexity of the relationships among unwanted sexual experiences and eating and weight pathology, and suggest that the timing of sexual abuse, and the age of the woman, are important mediating factors. This study discusses the use of loyalty programs and Customer perception in, agricultural market. The theoretical review includes relationship marketing, its objectives, dimensions and instruments, and loyalty programs. The method for the empirical part consisted on qualitative research, through a case study conducted at one of the largest crop protection chemical companies in Brazil. The case is representative once this company was pioneer in its segment in adopting the customer relationship management. (CRM) approach to-their clients: It has been a consensus that customer relationship is a tool to amplify the Customer share. This.,is so, due the. increasing competition generated by the entrance of generic products and the retaliation actions adopted by the multinational groups. The case study includes a market overview, a description of the company, its loyalty program, the image of the program from the customer`s perspective, and the main results acquired with the CRM program. The Study also presents some recommendations for-companies that are pursuing strategies to. increase their customer share through loyalty programs.

In a dynamic atmosphere of competitiveness, customer satisfaction is a key factor in the long term success of a business relationship. From this perspective, the objective of the article was to evaluate the importance of attributes and customer satisfaction with Supermarkets in the Mid-Valley region of the ltajai/SC. Research methodology is characterized as descriptive, of the survey type, with a quantitative, cross section approach. The research instrument used was a questionnaire structured with open and closed questions, according to Lickert`s scale. By means of this, the degree of importance of supermarket attributes and the level of customer satisfaction with them were verified. In regard to the importance of the attributes, cleaning, parking, safety and variety of products are the most important, while the attributes Of purchase through the internet and taste samples are the least significant ones. The results of satisfaction point to the fact that the Supermarkets Big and Angeloni presented a greater degree of satisfaction in relation to the general average in practically all of the attributes, while Bistek presented the smallest degree of satisfaction, only surpassing the average in regard to the attribute of store lighting.

Empowering front-line staff to deal with service failures has been proposed as a method of recovering from service breakdown and ensuring greater customer satisfaction. However, no empirical study has investigated consumer responses to empowerment strategies. This research investigates the effect on customer satisfaction and service quality of two employee characteristics: the degree to which the employee is empowered (full, limited, and none), and the employee's communication style (accommodative - informal and personal, and underaccommodative-formal and impersonal). These employee characteristics are studied within the context of service failures. Subjects were shown videotaped service scenarios, and asked to complete satisfaction and service quality ratings. Results revealed that the fully empowered employee produced more customer satisfaction than the other conditions, but only when the service provider used an accommodating style of communication. Fully empowered and nonempowered employees were not judged differently when an underaccommodating style of communication was adopted. (C) 1997 John Wiley & Sons, Inc.
