O papel estratégico do departamento de pós-venda de uma corretora de benefícios, assim como qualquer outro segmento, torna-se cada vez mais importante e, consequentemente, a priorização dos seus serviços é fundamental para o relacionamento, retenção e fidelização dos clientes. Nesse sentido, o presente trabalho tem como objetivo principal construir uma estrutura de indicadores (temas estratégicos) em serviços de pós-venda de uma corretora de benefícios, no segmento de seguro saúde, permitindo identificar as prioridades estratégicas e favorecer a alocação de recursos, visando obter vantagem competitiva em relação aos seus concorrentes. A metodologia compreendeu, inicialmente, uma pesquisa qualitativa com especialistas no segmento de seguro saúde, de onde se originou uma estrutura de quatro indicadores (temas estratégicos) e dezoito fatores de competição. A estrutura foi testada através da aplicação de questionário quantitativo respondido pelos colaboradores (clientes internos) da corretora, que foram convocados a responderem sobre o grau de importância com relação aos indicadores e os respectivos fatores de competição da estrutura. Após a execução da pesquisa, verificou-se que o indicador ‘Gestão de Saúde’ apresentou o melhor resultado, enquanto que ‘o envio de fatura no prazo’ foi o fator de competição que mereceu maior importância entre os entrevistados. Pretende-se que os resultados obtidos sirvam de base para formulação de estratégias de marketing de relacionamento mais próximas da realidade da corretora, respeitando seus recursos e limitações.

No competitivo mercado brasileiro de cartão de crédito, a presença de um programa de fidelidade pode ser uma atividade de marketing relevante para os bancos reterem os seus clientes. No entanto, em um cenário com vários programas de fidelidade similares, é necessário que os bancos encontrem formas eficazes de estimular as intenções do cliente em direção ao uso continuado do seu cartão. Estes programas são comumente requisitados por clientes que procuram trocar pontos (milhas) por passagens aéreas. As milhas aéreas são recompensas ofertadas pelo banco, porém, envolvem elevados custos e são controladas por empresas intermediárias que também buscam a fidelidade deste cliente para si. Em um mercado ainda em desenvolvimento no tema, existe a barreira dos clientes não conhecerem as dinâmicas dos programas e não entenderem o resgate (troca) como um esforço do banco para premiá-lo. Neste contexto, torna-se importante que os bancos compreendam os fatores que mais influenciam a associação de marca do cliente e a fidelidade ao seu cartão. O presente trabalho propõe identificar estes fatores através da aplicação de uma survey com uma amostra de usuários de cartão de crédito participantes de programas de fidelidade. O estudo identificou que, na visão do portador do cartão, a atratividade do programa, o conhecimento sobre programa, os custos de troca percebidos e a preferência por milhas como recompensa são fatores que o banco deve considerar se quiser obter melhores associações à sua marca no âmbito do processo de resgate de milhas. Verificou-se que a associação de marca não é um elemento necessário para se atingir a fidelidade do cliente, contudo, sugere-se que a marca possa, além de ajudar no processo de fidelização, aproximar o cliente do banco e possivelmente apresentá-lo a outros produtos, alavancando assim os resultados do banco.

Nas últimas décadas, o varejo passou por várias transformações. Depois da popularização da internet, muitas mudanças ocorreram, como o crescimento dos canais virtuais e a mudança de papel das lojas físicas. Essas mudanças impactaram diretamente no comportamento de compra do consumidor, que passou a ter vários pontos de contato com o varejista. O presente trabalho visa refinar, no cenário brasileiro, o artigo de Schröder e Zaharia (2008), que analisa as Orientações para Compras dos consumidores (Conveniência, Independência, Recreação e Aversão ao Risco) e como essas Orientações para Compra influenciam na escolha, por parte dos consumidores, dos canais de pesquisa e compra de um varejista. Por meio do estudo de caso, com um grande varejista multicanal brasileiro, foi feita pesquisa junto aos seus consumidores para avaliar como as Orientações para Compra influenciam o comportamento de compra e a escolha pelos canais a serem utilizados. Acredita-se que com os achados obtidos, poderão contribuir, no cenário acâdemico, para o melhor entendimento do impacto das Orientações para Compra no comportamento de compra do consumidor, nesse ambiente em transformação; e, com relação ao cenário gerencial, colaborar com o varejo, demonstrando que o uso das Orientações para Compras, na melhoria dos processos e desenvolvimento dos canais de contato com os consumidores, pode impactar de forma positiva o relacionamento com o cliente, possibilitando atender as suas necessidades e aumentar sua fidelidade.

Consumer dissatisfaction, when properly handled, is a significant information source for the manager. Studies in this area allow broadening the understanding of certain customer attitudes and behaviors, such as loyalty, repurchase intention or satisfaction and trust increase. Above and beyond supporting consumer feedback, dissatisfaction can provide significant opportunities for organizational learning. Starting from dissatisfied customer information, companies can detect service flaws and develop new products. This work presents the results of an investigation on the behavior of businesses belonging to the hotel sector in Natal, RN, through the dissatisfaction of their customers. We have sought to map the main problems presented by customers to hotels, in the perception of managers and employees, as well as to understand both the process of dissatisfactionrelated data collection, analysis, and processing, and the utilization of such information by businesses. Beyond this, we have compared the habits of organizations to the company reaction approaches described in the literature: Complaint Handling, Complaint Management, and Dissatisfaction Management. The used methodology has been based on case study. Data was collected via indepth interviews with managers and employees in six hotels, two independent ones and four belonging to national and international hotel networks. We have also made use of documents provided by the organizations, such as guest complaint registers and reports from satisfaction surveys on which content analysis was subsequently performed. The results of the investigation point to a high level of awareness in the companies concerning the importance of consumer dissatisfaction. Even though the maximum grade in the procedure scale is not achieved, it has been observed that answer to dissatisfaction is given in planned and systematic form, geared towards consumer satisfaction and improvement of products and processes. Hotel businesses still have to look into other possibilities for mapping consumer dissatisfaction, which implies, among other aspects, articulation with a range of public and private organizations in such a way as to guarantee sustainability of touristic activities in the long term

This study aims to understand the effects of the mobile marketing use as a relationships tool for companies that operate locally, because of the lack of information about this new marketing tool, as well as the scarcity of studies in this area. This is an exploratory and qualitatively study, based on primary sources, raised through books, articles in the marketing area and the telecommunications industry organs as well as secondary sources. With the purpose to look into the issue, a semi-structured interview is made with the companies managers of the sectors of trade and services in Natal-RN. The advances in technology allow an important discussion focused on the marketing in the new communication technologies scenario. It appears that the mobile marketing adoption and use by local companies is already a reality and companies are awake to changes and technological innovations accessible, especially the mobile telephony as well as convergence with other media. There is, however, that the use of technologies offered by mobile marketing is still limited to the sending of text messages (SMS), despite the numerous possibilities of it use. Moreover, the results obtained with mobile marketing use show that companies can identify them, but there is no effective monitoring in quantity and financial terms. Only affect sales growth and support for progress in loyalty with customers. It shows up that the mentality of not measuring the results still in the plan of changes and technological innovations. The data allow saying that the mobile marketing is a reality, however has not yet signed as a tool for carrying out campaigns and marketing tool for loyalty of customers, despite presenting a wide range of possibilities to streamline and make more effective the marketing businesses process

In an environment of constant change, technological developments, market competition and more informed consumers, the search for a lasting relationship through the conquest of loyalty has become the objective of companies. However, several authors suggest that this loyalty can be affected by negative comments available on the internet. Therefore, this dissertation has as objective to examine if the complaints are available on the internet impact the loyalty to a brand of mobile phone. The research used as the basis the Expanded NCSB model suggest by Johnson et al. (2001), studying five prominent drives of loyalty: image/brand reputation, affective commitment, calculative commitment, perceived value and trust, beyond the satisfaction construct as moderator variable. The research method adopted was the experimental design which included 285 undergraduate students, with the trial which included 285 undergraduate students, with the field study of the mobile industry, specifically, the brands of cell phones. The research approach was quantitative and methods were descriptive statistics, factor analysis, cluster analysis, linear regression and non-parametric test of Wilcoxon for data analysis. Of the 16 hypothesis stemmed from the research model proposed, 12 were confirmed. The results showed that the complaint available on the internet, here represented by the available on the site Reclame Aqui, may impact consumer perceptions about brand loyalty, as well as its antecedents, being that these complaints can affect all the consumers, regardless of historical satisfaction with the brand. It also noted the positive relationship between the independent variables trust, image/brand reputation, perceived value, affective commitment and calculative commitment and the dependent variable - loyalty, even when considering the data obtained after exposure to the complaint. However, no unanimous conclusion that the relationship between these variables was strongest in the group with satisfactory experience. At the first moment of the research, the trust was the most important variable for the formation of loyalty. However, after exposure to treatment, the image/brand reputation, was more relevant. Currently the organizations are passing for continuous cycles of changes due to necessity of survival in the work market. The administration of the future points a way to the organizations of today and tomorrow, the search of the competitiveness from loyalty and motivation of its staff. Of this form, the model of the Auditoria do Sistema Humano (ASH), developed for Spanish researchers and that now it is being applied in Brazil, contemplates a series of dimensions about Human Resources management quality in the companies and the organizational effectiveness, such as the environment where the company is inserted, the strategies, the organizational drawing, the psychological and psychosocial processes, e the reached results. In this direction, the present research analyzed the factors of job satisfaction and organizational commitment, making, also, a relation of causality between the same ones. The quantitative-descriptive research had as population the employees of twenty three nourishing industries of the State of Rio Grande do Norte (Brazil), registered in the Federacy of the Industries of the state. The collection of the data occurred for the months of October of 2005 and March of 2006, by means of the application of questionnaire of model ASH. The sample was composed for 197 employees, however it was observed presence of five outliers, that they had been excluded from the analysis of the data. To extract the dimensions of the satisfaction and the commitment and identification the factorial analysis was used, with extraction method of principal components, rotation Varimax and normalization Kaiser. The gotten dimensions had been evaluated with the calculation of the coefficient Alpha of Cronbach. The factorial analysis of the pointers of the organizational commitment and identification had extracted ten factors. Of these, four had gotten significance of the analyses inside: affective commitment, values commitment, continuance commitment and necessity commitment. The result of the analysis of the pointers of job satisfaction indicated four factors: extrinsic, motivations, relation with the friends and auto-accomplishment. To deal with the data the relation between job satisfaction and organizational commitment it was used technique of multiple regression. The correlation between commitment and satisfaction was satisfactory, detaching the affective commitment with bigger index of correlation, followed of the affective one
