A revisão de literatura tem revelado grande interesse na lealdade do cliente e enfatizado cada vez mais a sua importância no sucesso de uma empresa. Simultaneamente, durante décadas, a satisfação tem sido mencionada como um importante determinante da lealdade. Paralelamente, o conceito marketing relacional tem assumido grande relevância ao nível da prestação de serviços, sustentando a ideia de que as empresas podem maximizar os seus ganhos com relações duradouras com os seus clientes, passando a gestão dessas relações a estar associada à satisfação e à consequente lealdade. Neste contexto, o presente estudo examina o efeito do grau de satisfação na formação do grau de lealdade do cliente, através de um estudo de caso de uma loja de desporto da região da Aveiro. Os dados recolhidos, a uma amostra de 220 inquiridos, por meio de um questionário, suportam a teoria de que estes dois constructos estão relacionados entre si. Desta forma, esta investigação permitiu aferir o grau de satisfação geral e de lealdade geral dos clientes para com a loja, fornecendo evidência empírica da existência de uma relação positiva (moderada) entre os mesmos. Foi, ainda, possível afirmar que o grau de lealdade não varia significativamente consoante determinadas características do perfil dos clientes inquiridos, contudo constituem características importantes para a tomada de decisão neste contexto específico.

The Internet has developed itself as a major tool in marketing. With the advent of the Internet, online marketing has become the main marketing strategy used by most companies to promote their products. However, with the Internet, competition among companies has increased as each company has an opportunity to reach the same type of potential consumers through the Internet. This implies that for a company to attract and retain customers, it has to employ unique features in its website in order to make it stand out. This study was aimed at determining the features of a company’s website which can help to attract and retain customers. It was also meant to find out about the online marketing strategies that can be used to attract customers at the initial stage as well as find out on how companies engage their customers on their site. Consumer dissatisfaction, when properly handled, is a significant information source for the manager. Studies in this area allow broadening the understanding of certain customer attitudes and behaviors, such as loyalty, repurchase intention or satisfaction and trust increase. Above and beyond supporting consumer feedback, dissatisfaction can provide significant opportunities for organizational learning. Starting from dissatisfied customer information, companies can detect service flaws and develop new products. This work presents the results of an investigation on the behavior of businesses belonging to the hotel sector in Natal, RN, through the dissatisfaction of their customers. We have sought to map the main problems presented by customers to hotels, in the perception of managers and employees, as well as to understand both the process of dissatisfactionrelated data collection, analysis, and processing, and the utilization of such information by businesses. Beyond this, we have compared the habits of organizations to the company reaction approaches described in the literature: Complaint Handling, Complaint Management, and Dissatisfaction Management. The used methodology has been based on case study. Data was collected via indepth interviews with managers and employees in six hotels, two independent ones and four belonging to national and international hotel networks. We have also made use of documents provided by the organizations, such as guest complaint registers and reports from satisfaction surveys on which content analysis was subsequently performed. The results of the investigation point to a high level of awareness in the companies concerning the importance of consumer dissatisfaction. Even though the maximum grade in the procedure scale is not achieved, it has been observed that answer to dissatisfaction is given in planned and systematic form, geared towards consumer satisfaction and improvement of products and processes. Hotel businesses still have to look into other possibilities for mapping consumer dissatisfaction, which implies, among other aspects, articulation with a range of public and private organizations in such a way as to guarantee sustainability of touristic activities in the long term

This study aims to understand the effects of the mobile marketing use as a relationships tool for companies that operate locally, because of the lack of information about this new marketing tool, as well as the scarcity of studies in this area. This is an exploratory and qualitatively study, based on primary sources, raised through books, articles in the marketing area and the telecommunications industry organs as well as secondary sources. With the purpose to look into the issue, a semi-structured interview is made with the companies managers of the sectors of trade and services in Natal-RN. The advances in technology allow an important discussion focused on the marketing in the new communication technologies scenario. It appears that the mobile marketing adoption and use by local companies is already a reality and companies are awake to changes and technological innovations accessible, especially the mobile telephony as well as convergence with other media. There is, however, that the use of technologies offered by mobile marketing is still limited to the sending of text messages (SMS), despite the numerous possibilities of it use. Moreover, the results obtained with mobile marketing use show that companies can identify them, but there is no effective monitoring in quantity and financial terms. Only affect sales growth and support for progress in loyalty with customers. It shows up that the mentality of not measuring the results still in the plan of changes and technological innovations. The data allow saying that the mobile marketing is a reality, however has not yet signed as a tool for carrying out campaigns and marketing tool for loyalty of customers, despite presenting a wide range of possibilities to streamline and make more effective the marketing businesses process

RESUMEN: A pesar del posicionamiento que la marca Pintuco tiene entre los consumidores, su participación en el mercado nacional viene cayendo en los últimos años. El presente trabajo aporta elementos para mejorar esta situación por medio de una mayor fidelización de los maestros de obra, en su calidad de influenciadores del proceso de compra de pintura. El objetivo de este trabajo es identificar los factores que influyen en este proceso y la relación que el maestro de obra tiene con la pintura a nivel cognitivo, afectivo, conductual y de entorno, usando técnicas como las metáforas de Zaltman, la cadena de medios y fines, y la observación etnográfica. El trabajo muestra que el maestro de obra se ve a sí mismo como un artista y un experto deseoso de compartir sus conocimientos con sus compañeros y ayudantes. También se identificaron los principales valores asociados a la pintura y a la labor de pintar, tales como el reconocimiento por parte de los clientes, la credibilidad, y la estabilidad para su familia al conseguir más clientes. Finalmente se vio un alto interés por el precio en el punto de venta. Es así como se proponen en tres estrategias para fidelizar a este grupo en torno a su experticia y necesidad de reconocimiento, estabilidad familiar y credibilidad: La Escuela del Maestro Pintuco, el plan de Maestro Recomendado Pintuco, y los Puntos de Venta Certificados Pintuco.

Hirschman (1970) suggests that every member of a group can influence the group by either expressing their voice or exiting the group. Subsequent research has looked at exit-voice-loyalty from the supplier-retailer perspective (Blois, 2008). This paper takes an overview of the wholesaler-retailer relationship in the UK convenience sector; it considers how their approach to exit-voice-loyalty may be affecting the wholesalers’ turnover. The results of the research suggest that the wholesalers do not use cost of exit or enabling retailer voice exclusively; instead they now tend to combine both within their retailer relationship strategies.

Music is a hidden stimulus for retailers. Not much has been researched on Indian luxury stores. This paper attempts to study the composition of music on perception of buyers at luxury stores. A research on customer’s buying intention was done to study their perception of music in the luxury store formats. This study uses exploratory factor analysis to find the significant different factors which constitute music to be played so as to induce buying in a luxury store. The composition of music depends upon music attractiveness, age of the customer and a desire to listen to the music.

Este trabalho foi desenvolvido com o objetivo de verificar o impacto das variáveis Atendimento e Imagem do Banco na satisfação dos clientes do Standard Bank na agência Shoprite, Lubango, Angola. Nesse sentido, foi realizada a análise da satisfação dos clientes em relação ao Standard Bank, através da escala SERVQUAL considerando-se um conjunto de variáveis que, segundo a literatura, impactam na satisfação dos clientes de serviços bancários. Foram consideradas para a investigação as variáveis: Atendimento, Agência, Serviços e produtos, Funcionários, Satisfação e Lealdade. A metodologia utilizada para a realização deste trabalho foi quantitativa. E procedeu-se à aplicação de inquéritos, por via de questionário, obtendo-se uma amostra de 130 clientes. A amostra foi analisada com recurso ao SPSS, versão 20, tendo por base a análise da satisfação do cliente quanto à qualidade dos serviços bancários dirigidos aos clientes particulares do Banco Standard Bank, agência Shoprite Lubango. Os resultados obtidos sugerem que os produtos e serviços oferecidos pelo Standard Bank Angola é o que mais influencia a satisfação dos clientes particulares, porém o atendimento e os funcionários também influenciam positivamente a satisfação dos clientes. Verificou-se também que a variável agência não tem poder explicativo para satisfação, o que pode sugerir que os clientes não se importam com a aparência interna e externa da agência.

To know how marketing variables affect customer value is essential for a company in order to be market and customer oriented, and to improve investment efficiency in both attracting and retaining customers. Thus, the assessment of the influence of marketing variables in customer value is of prime importance. This is recognized in many empirical studies of these variables, which address the impact of a single variable (or sets of a few variables) on customer value. A comprehensive, integrated assessment of all marketing variables and their interdependencies is an arduous and complex task for researchers and marketing managers. This research proposes a theoretical model of customer value that takes into account all significant marketing variables that have been partially addressed in empirical investigations of other researchers. These marketing variables include brand and reputation, point of sale, employees, price, termination fee commitment, discounts, complementarity of products, experiences, emotions, perceived value, quality, satisfaction, switching costs, and loyalty. The model incorporates the relationship between each variable with retention and with customer value as well as the relationships between them. A special focus is placed on the empirical analysis of the termination fee commitment and its relationship with customer value. This variable is widely used in the telecommunication’s industry for its influence on customer retention from the moment of purchase. However, there is strikingly little research in this topic. A large customer database of a telecommunications company containing five years information about 63.165 customers is used for this purpose. Brands are those lifestyles which consumers chose to buy in order to gain the value offered by the company, in order to be part of the community created through the brand equity elements and validated in the purchase of the products. Companies have understood how important it is to build a strong brand and many of them spend millions on aligning the brand with the design and style of the products, projecting the face and values of the company into the advertising campaigns. One of the most popular methods is through endorsement, placing a renounced celebrity and leveraging on the positive feedback of those customers that also follow the activities of the star whose face is on the cover of the marcom campaign. Celebrities have been used for a very long time to promote brands, sell products and services. Research has shown that those spokesmen of a brand who are more attractive can improve the statistics of recall and appeal more interest to the promotion campaign, as well as influence more on customer’s intention of buying the product (Kahle and Homer, 1985). The main purpose of this research is to investigate how celebrity endorsements influence the brand equity dimensions (brand loyalty, brand awareness, perceived quality and brand associations) as well as stimulate consumers’ word-of-mouth through brand identification, growth in interest and the advertising memorability. The hypotheses were tested with the aid of Structural Equation Modelling (SEM) in the PLS (Partial Least Squares) software. The survey is comprised of a target group of 589 respondents, from three countries – Brazil, Moldova and Portugal. Results evidence that the Attitude towards the Celebrity influences different Brand Equity dimensions and affects brand identification, growth in advertisement interest and advertising memorability, generating positive word of mouth (or negative, depending on the type of advertisement and reputation). Based on these findings we suggest further investigation in this area with the possibility to gain more data about the different fields of marcom and the different types of CE which are more appropriate for the given type of business.

Como futuros administrados es importante recordar que nuestra función no será únicamente crear una empresa y generar constantemente ingresos. Esto es una de tantas tareas que tiene una persona que se encamina por crear o ser parte de una empresa, sea grande o pequeña siempre existirán variables que con los años se han convertido más y más indispensables en los procesos de este recorrido. El tema principal de nuestro estudio de caso es entender el concepto del endomarketing o como muchos lo conocen marketing interno; en pocas palabras es algo que por años se ha visto su efectividad en la productividad y satisfacción de los empleados. Google es una de las multinacionales más grandes del mundo, que el ultimo reconocimiento fue por parte de uno de los ranking más influyentes “The World’s Billionaries” ocupando como el CEO de la compañía Larry Page el puesto #12 , que por años ha sabido invertir en su recurso más importante que son sus empleados. En una entrevista con la revista Fortune, Larry exclama que “es importante que la empresa sea una familia, que las personas sientan que son parte de la empresa, y que la empresa es como una familia para ellos. Cuando se trata a las personas de esa manera, se obtiene una mejor productividad”. Con este pequeño ejemplo e idea de cómo una de las marcas más influyentes en el mundo ha fortalecido su mejor recurso por años el cual le ha remunerado con el éxito que tiene hoy en día. Entonces es como el mercadeo interno o endomarketing siendo uno de los conceptos tratados en el mercadeo en general hoy en día, logrando meterse como un modelo de negocio en la mayoría de empresas que existen hoy. Este es uno de los motivos que nos motivó para desarrollar este estudio de caso que verán a continuación, el cual se basa en la investigación y análisis de variables que comprenden a la empresa Petrofac, y si bien ha sabido implementar el concepto en sus procesos diarios. El estudio de caso describe como a través de los años ha sabido implementar con éxito la herramienta de evaluación y análisis del mercado interno a los empleados que constituyen hoy en día Petrofac International Limited. Abarcaremos primero con los objetivos del estudio, seguido del inicio y crecimiento de la empresa en los últimos años, en que países tiene presencia y cuáles son sus proyectos más importantes hoy en día. El estudio de caso será implementado por un tipo de investigación descriptiva, que con la recopilación de suficiente información tanto cuantitativa como cualitativa nos ira fortaleciendo la hipótesis principal, usaremos datos estadísticos que serán recopilados de encuestas, entrevistas y focus group. Al final con el análisis y a las conclusiones que lleguemos se busca demostrar el impacto positivo que ha tenido los empleados de diferentes países y de diferentes culturas que poco a poco han influenciado a la empresa para alcanzar el éxito que ha logrado hasta ahora, y de la misma forma como la empresa ha influenciado en cada una de las vidas de estas personas sin importar el lugar en el que estén laborando, siempre la empresa busca que se sientan parte de ella. Como resultados generales, se obtienen argumentos que sustentan que la implementación del mercadeo interno le permite a la empresa generar ventajas competitivas y dinámicas, que son desarrolladas internamente para un futuro reflejarlas ante los clientes externos. El estudio permitió concluir que el mercadeo interno debe ser una estrategia de comunicación dentro de una empresa convirtiéndose de primera necesidad para la compañía, pues los beneficios que genera son cada vez más necesarios para cada área que abarca el negocio.
